Live chat vs AI chat for small Shopify stores

A small store has a small team, often one person. Live chat gives shoppers that person. AI chat gives them an answer at any hour. Here is how to decide, and why the best answer for many small stores is a bit of both.

Both live chat and AI chat put a chat button on your store. What happens after a shopper presses it is very different. With live chat, a person on your team reads the message and replies. With AI chat, software reads your store and replies in seconds. Each has real strengths, and each has costs that are easy to miss.

Live chat: a person on the other end

What it does well. A person can read between the lines, handle an unusual request, calm an upset customer and make a judgment call on an exception. For high value or complex products, a knowledgeable person in the chat can be the difference between a sale and a bounce.

What it costs. Live chat is only as good as your availability. If you are packing orders, at a supplier, asleep or on holiday, the chat says you are offline, or the shopper waits. Waiting in a chat feels longer than waiting for an email, because the shopper expects an answer now. Many live chat tools are inexpensive, but the real cost is your time: every chat interrupts something else.

Where it struggles. Repetitive questions. Answering "do you ship to Canada?" for the twentieth time is not a good use of a founder's hour.

AI chat: an answer at any hour

What it does well. An AI chat answers at 2 am, during a sale rush and while you are at lunch. It handles the repetitive questions, such as sizing, materials, shipping and returns, in seconds and in the shopper's own language.

What it costs. Usually a monthly plan. Some apps also charge per message, per conversation or per ticket beyond a limit, so check what a busy month would cost before you choose. Setup takes some care: your store data needs to say what shoppers ask about, and you should test the chat before it goes live.

Where it struggles. Judgment calls, exceptions and anything your store data does not cover. A badly built AI chat will guess in those moments, which is worse than saying nothing. Our guide on AI chat without made up answers explains how to tell the difference.

What small stores actually need

Look at what your shoppers ask. For most small stores, the bulk of chat questions are the same few: will it fit, what is it made of, how much is shipping, how long will it take, can I return it, which one should I get. Those have answers on your store already. A small share of chats need a person: a damaged item, an unusual request, a wholesale enquiry, an upset customer.

That split points to a simple setup: let an AI chat answer the repeat questions from your store data, and make sure every chat can reach a person when it needs one. You get the cover of AI chat and the judgment of live chat, without being on call all day.

How the hybrid works in practice

  • The AI answers first, from your products, pages and policies.
  • The shopper can ask for a person at any time, and the AI hands over when it is not sure or when a request needs your decision, such as a refund.
  • You take over live from your inbox when you are available.
  • When you are not available, the chat takes the shopper's email, and your reply goes to them by email when you write it.
  • You review and correct. If an answer was not right, you correct it once and the chat follows the correction from then on.

This is how Catchly is built. Human chat is free and unlimited on every plan, so chats your team answers never count toward your AI conversations. See after hours lead capture for the details.

How to choose

Ask yourself four questions.

  1. When do shoppers visit? If many visit in the evening or at weekends, when you are offline, live chat alone will miss them.
  2. How repetitive are the questions? If you could answer most of them from your product pages and policies, an AI chat can too.
  3. How complex is a typical sale? Custom or high value products may need more human time. Simple products rarely do.
  4. What does a busy month cost? For live chat, count your hours. For AI chat, check the plan limit and what happens past it: an extra charge, a silent chat, or an AI that pauses while the chat stays open.

If you answered "evenings", "repetitive" and "simple", start with an AI chat that hands off to you. If you sell complex, high value products and can staff the chat, live chat may be enough on its own. Most stores land in between, which is why the hybrid works.
